Job Purpose

Lead and develop our omnichannel contact center operations, overseeing a team of agents managing inbound/outbound calls, live chat, WhatsApp, email, and social channels. The role is responsible for delivering exceptional customer satisfaction, driving sales and aftersales revenue opportunities, and ensuring operational excellence aligned with organizational standards.

Principal Accountabilities

• Manage day-to-day operations of the omnichannel call center, ensuring consistent coverage and service quality.
• Develop and monitor KPIs such as SLA, AHT, FCR, CSAT, lead conversion, appointment bookings, and revenue targets.
• Implement workforce planning, scheduling, and agent allocation to balance efficiency and customer demand.
• Ensure strict adherence to Toyota and Lexus customer handling standards and brand guidelines.
• Monitor interactions across phone, chat, email, and social channels to ensure quality and accuracy.
• Implement quality assurance programs and root-cause analysis for customer complaints.
• Drive initiatives to improve CSAT, NPS, and first-contact resolution.
• Develop and execute outbound campaigns targeting service reminders, declined jobs, sales leads, retention programs, and accessory promotions.
• Identify upsell and cross-sell opportunities (service packages, parts, extended warranty, vehicle sales referrals).
• Work closely with Aftersales, Sales, Parts, Marketing, and CRM teams to align strategies and workflows.
• Optimize processes using data-driven insights to reduce customer effort and improve efficiency.
• Oversee CRM, telephony, omnichannel platforms, IVR journey, and call-routing logic.
• Generate daily/weekly/monthly reports for management, highlighting performance, trends, and improvement actions.
• Work with IT and vendors to ensure system performance, upgrades, and integrations.

Required Qualifications

• Minimum Bachelor's Degree
• Preferably with ISO / CX Certifications
• Hands-on experience in workforce planning, scheduling, and capacity management
• Knowledge of quality assurance, call monitoring, and complaint root-cause analysis
• Strong analytical, reporting, and data-driven decision-making skills
• Customer-centric mindset

We are currently seeking a Call Center Associate to join our team in Dubai, Dubayy (AE-DU), United Arab Emirates (AE).

Call Center Associate

Dubai

Key responsibilities:

• Responsible for managing a customer through the complete implementation and deployment process of a property management system.
• Develop and maintain a strong supporting relationship with the property through phone calls and emails.
• Ensure that all appropriate information is provided, received, and verified in preparation for a successful deployment or upgrade of the PM system at property level.
• Develop pre-work for property administrative tasks and configurations to ensure compliance to brand standards for room types, standard and local rate plans.
• Manage the customer relationship through the deployment process to ensure satisfaction. Schedule and monitor the completion of the installation.
• Provide updates to vendors when necessary.
• Complete all necessary review of configuration documents and successfully initiate and complete cutover and balancing of inventory for installs, escalating when necessary to the appropriate groups.
• Responsible for managing multiple relationships for deployment at the same time.

Key Skills

• Preferably with a college degree in Hospitality Management, or equivalent
• With excellent personal presentation and interpersonal skills, good problem-solving ability and be proficient in Hotel property management systems, in particular Opera and other PMS.
• Fluent in reading, writing and spoken English language skills.
• Fluent in reading, writing and spoken Spanish language skills.
• Strong administrative skills are essential, with outstanding demonstrated coaching and development skills.

Job Location: Lusaka, Zambia

The Team You Will Join:
The Quality Assessor at Sun King will work closely with the customer service executives, training team, and customer service team managers to serve existing and potential customers by ensuring the customers are satisfied with the service offered with a great customer experience and equip the customer service executives with the right knowledge and skills for efficiency purposes.

What you would be expected to do;
• Assess agents’ call and ticket interactions based on internal evaluation standards and conduct evaluations with meaningful and constructive feedback.
• Conduct training/calibration sessions to maintain consistency in customer interactions and process compliance Accompany evaluations with meaningful and constructive feedback.
• Check all customer interaction and experience metrics, providing insights on interaction trends, process compliance, and team improvement areas.
• Ensure regular training content development from training needs assessment derived from insights and changing business.
• Work with the management team to identify and deliver positive change and business efficiencies and highlight operational risks and areas for improvement.
• Ensuring all clients are served within required timelines by reviewing and giving feedback on improvement areas for existing processes and policies to cater to customer satisfaction.
• Regularly keep performance metrics results in check and ensure adequate performance evaluation engagements (One to One), highlighting concerns that impact team performance.

You might be a strong candidate if you have:
• Have 2-3 years of experience working in a call center as a quality assessor.
• Have a bachelor's degree in a communication or business-related field.
• Be passionate about making a positive impact on the lives of rural consumers.
• Be a strong team player with excellent people person skills to mentor your team to deliver on expectations.
• Be comfortable working with PowerPoint and MS Excel.
• Have outstanding customer service skills and dedication to providing exceptional customer care.
• Possess exceptional listening skills.
